Just Eat has had a PR disaster today around the quality of some of their food providers. It’s a good example of how we might reasonably assume a supplier is providing us with a quality product only to discover that isn’t the case!
What an utterly ridiculous situation to find themselves in and I doubt that those at the top of the organisation had any idea about the reality of the situation until the sh*t hit the fan today. Maybe they did but I doubt anyone would knowingly risk the potential fall out. Some junior member of staff responsible for signing up new food outlets probably didn’t think to check the food hygiene ratings.
I’ve seen many situations where a senior team has lost sight of where the services their organisation provides actually meets their customer. The sharp end. The bit where it really matters and where their reputation and the whole point of what they do comes to life.
Often they get so caught up with the strategic view, the big picture and the bottom line that the operational detail gets overlooked. It’s delegated to “the team” and left there, only reviewed through data sets and exception reporting at monthly performance meetings.
That might feel OK when it’s all going well but take your eye off the important ball and it can crash and burn around you pretty quickly. Suddenly you can realise that what you are providing your customers with is not as great as you thought it was or as you want it to be. Not good, particularly if you are providing services that affect people’s lives or wellbeing.
On top of that, your customers are probably putting their faith (consciously or otherwise) in your integrity and will assume you know what goes on in your business.
So, if you are a business owner or a senior leader in an organisation, when was the last time you actually walked the floor or organised a secret shopper or did a quality audit of all elements at the sharp end. You might be reassured by what you find. Or you might be horrified. Just saying ..... #organisations #qualityassurance #customerservice
